Lost or late packages: refunds, reprints and what to say

A missing parcel needs a quick, calm decision. How to read the tracking, when to wait, reprint or refund, what Etsy Purchase Protection covers and the messages to send.

When an Etsy package is lost or late, start with the tracking: if it is still moving and inside the estimated delivery window, wait and reassure the buyer, and if it has stalled well past that window, offer a reprint or a refund. Which of the two you offer depends on whether the buyer still needs the item by a date, what a reprint costs you and whether Etsy's Purchase Protection applies.

In a print on demand shop, every order travels from a print centre through a carrier you do not control, so sooner or later a parcel goes missing. Deciding your approach before it happens protects your reviews, your case rate and your margin.

Read the tracking before you reply

Check the tracking before you answer. The status tells you which situation you are in and gives you something concrete to say.

  • Moving, inside the window: the parcel is on its way, just slower than the buyer hoped.

  • No movement for several days: it may be stuck at a sorting centre or in a handover between carriers.

  • Delivered, but the buyer has nothing: it may be with a neighbour, in a parcel locker or scanned before the actual drop-off.

  • Returned to sender or an address problem: the carrier could not deliver it as addressed.

  • No tracking at all: you have little to go on, and you have lost an important protection (see below).

The estimated delivery date the buyer saw at checkout is your yardstick. Our guide to how long POD orders take to reach US buyers shows what normal looks like.

What Etsy Purchase Protection covers

For approved Purchase Protection cases, "Etsy will refund the buyer, and you'll keep your earnings from the sale". Etsy covers up to $250 of the refund, and any amount above that is charged to you. Covered cases include an order that was never delivered and one that arrived "7+ days after its estimated delivery date window provided at checkout".

The conditions matter more than the headline. The order must have shipped within your stated processing time, with valid tracking or an Etsy label, an estimated delivery date on the listing and duties prepaid on US-bound orders. You also have to answer the buyer's Help with Order message within 48 hours and meet Etsy's customer service standards. Orders with third-party insurance, and shops not in good standing, are not covered.

Tracking runs through all of it. Etsy says orders must also have valid tracking to qualify for Etsy Purchase Protection, and you have 3 days to correct a tracking number or carrier. Our article on tracking numbers on Etsy covers how they are added.

Wait, reprint or refund: how to decide

SituationUsual moveWhy
Moving, inside the estimated windowWait and reassure the buyerActing before the window ends can mean paying for one order twice
Stalled, window not over yetContact the carrier or print partner and update the buyerYou may still recover it, and the buyer knows you are on it
7 or more days past the estimated windowOffer a reprint or a refundPurchase Protection may cover the refund if the order qualifies
Delivered but not receivedAsk the buyer to look around and wait a day or twoThe parcel may still turn up nearby
Returned or wrong addressConfirm the address, then reshipThe parcel was not lost, the address was the problem
The gift date has passedRefund, or reprint only if the buyer still wants itA late gift can be worth less to them than their money

A reprint keeps the sale and often keeps the buyer happy, but you pay for the item and the shipping a second time. A refund ends the problem at once and costs you the item you already paid for. When you refund through Shop Manager, Etsy says your transaction and processing fees for the refunded transactions are automatically refunded, and refunds through Etsy Payments are possible for up to 180 days. Ask the buyer which they prefer.

What to say to the buyer

Reply fast, give the facts and offer a next step. Etsy's customer service standards ask you to reply to 80% of first messages in a thread within 24 to 48 hours, and Star Seller asks for 95% within 24 hours. More in replying to 'where is my order' messages.

Short messages that work:

  • Still moving: "Thanks for checking in. Your order is on its way: the latest scan was on (date) in (city), still within the delivery window. I will message you if it stalls."

  • Stalled: "Your parcel has not moved since (date). I have contacted the carrier and the print centre and will update you by (day). Either way, I will make sure this gets resolved for you."

  • Lost: "I am sorry, your parcel looks lost in transit. I can send a replacement, which would arrive around (date), or refund you in full. Which would you prefer?"

Do not promise a delivery date you cannot control, and keep the conversation in Etsy Messages so the history is there if a case opens. Our guide to how Etsy cases work explains what happens if the buyer escalates.

Preventing the next one

You cannot stop carriers from losing parcels, but you can make each loss easier to resolve.

  • Ship every order with valid tracking, since Purchase Protection and Star Seller both depend on it.

  • Set a processing time your print partner can meet, and show an estimated delivery date on your listings.

  • If you ship to US buyers from outside the US, prepay duties: Etsy says orders shipped without duties prepaid no longer qualify for Etsy Purchase Protection.

  • Ask the buyer to confirm an address that looks incomplete before the order goes to print.

How Alomations handles the order side

In Alomations, Etsy orders arrive resolved on the orders screen, with the design and variant already matched. When you fulfill through a production partner, the row says which print centre has the order, and the partner cannot mark an order shipped without a tracking number. Tracking is posted back to Etsy where Etsy allows it, so the order can carry the tracking that Purchase Protection and Star Seller look for. Our tour of the orders screen shows how it fits together.

Before you pay from your balance, the item cost and the shipping are shown separately, and that pair is also a good estimate of what a reprint would cost you. Production for US orders is in the US. Orders you print and ship yourself sit on the same screen, and on paid plans the profit view shows what you kept after Etsy fees and product cost on fulfilled orders.

Frequently asked questions

Does Etsy refund the buyer when a package is lost?

If the order qualifies for Purchase Protection, Etsy refunds the buyer, covers up to $250 of that refund, and you keep your earnings. It needs valid tracking, shipping within your processing time, an estimated delivery date and your reply to the Help with Order message within 48 hours.

How long should I wait before sending a replacement?

Wait until the estimated delivery window has passed and the tracking has stopped moving. Purchase Protection treats an order arriving 7 or more days after that window as a covered case, a sensible point to offer a reprint or a refund.

Who pays for a reprint of a lost parcel?

It depends on your production partner's policy and on the carrier, and policies differ between providers. Read your partner's terms for lost parcels before you need them, and weigh the reprint cost against a refund.

What if tracking says delivered but the buyer has nothing?

Ask them to check with neighbours, mailboxes and parcel lockers and to give it a day or two, since parcels are sometimes scanned before they are dropped off. If it still has not turned up, choose between a replacement and a refund.
